מאת: ניר דונת, nir@sekerconsult.com
ארגון צריך לעשות כל שביכולתו כדי להעניק ללקוחות שירות איכותי, שישביע את רצונם, יהפוך אותם לנאמנים ויגרום להם לקנות מהארגון עוד מוצרים ושירותים, מחד גיסא - ולהמליץ עליו בפני אחרים, מאידך גיסא;

ARE YOU SEEING DOTS?
By Don Peppers
On its surface, a new technology called findtheDOT is similar to CueCat and GoCode, the bar-code-scanning technologies INSIDE 1to1 wrote about last October. The one big difference, though, is that findtheDOT’s focus is on the consumer, rather than the advertiser, so it neatly sidesteps the privacy issues that threatened to sink :CueCat last fall (See related stories below).
Here’s how findtheDOT works: Instead of tearing out a magazine ad, you tap a small circular graphic, called a “Power Dot,” in an ad using a Personal Information Assistant (PIA), about the size of a pack of chewing gum. Data encoded in the dot is transferred instantly and wirelessly up to an activated PC, which then requests an email from the retailer about the product. In other words, you see an ad for a watch that strikes your fancy; you tap the dot, and an email with contact information arrives on your PC. “To the advertiser, it provides the first opportunity to have a sales conversation with a prospect,” says Kim Rubin, CEO and co-founder of findtheDOT. Rubin says ads will be more effective because they’re actionable, and more useful because the PIA generates a time stamp that tells the retailer exactly when the ad caught the customer’s eye.
The :CueCat, which scans a print bar code that links automatically to a company’s Web site, was the subject of some derision when it came out last year because it doesn’t work unless it’s wired to a PC. Since then, however, the company has created a wireless version that looks and acts like a pen. But the privacy concerns that plagued the gadget last fall are still around: Privacy advocates say :CueCat assigns each user an ID number, which could allow a company to track his or her movements on the Web.
aggregate to get basic demographics. With findtheDOT, Rubin says, the user is, in effect, opting in for email contact. Power Dot asks only for an email address. Other personal details requested at registration are optional; and the email address is deleted from the server after the message reaches the advertiser. “The user never has a reason not to tap a DOT,” says Rubin.
The company is still seeking its first customer. Rubin and President and Chief Technical Officer Keith Blei are marketing licensing agreements for the findtheDOT to large publishers, such as metropolitan newspapers, which in turn will sell it to their advertisers. Rubin declines to discuss licensing fees, but says a publisher of a 200,000-circulation daily newspaper might “spend 1 percent of revenue to generate 10 to 20 percent more advertising revenue.” Publishers will then most likely distribute the PIAs to their readers for free. A base station, which is compatible with PCs, Macs, and Internet appliances, will retail for about $40. If you’re nowhere near your PC, the PIA will store up to 100 dots for later downloading. Rubin says findtheDOT is negotiating with “a major hardware manufacturer” to make PCs and Internet appliances Power Dot-ready.

PAY UP AND HAVE A NICE DAY!
By Martha Rogers, Ph.D.
Receiving a past-due notice in the mail can be a pretty unpleasant experience. But one large U.S. bank has found a calmer, gentler way of getting the message across. When its customers are in arrears, instead of a harsh form letter, the bank sends a colorful and friendly greeting card with a message like, "We know you're very busy. Give us a call and let us help you work out a payment plan."
The Atlanta-based bank uses the mass-customization services of SpeedGreetings.com, launched in 1999 as an offline company and now operating an e-commerce operation. The concept is simple: SpeedGreetings will design, print, and mail any piece of written correspondence in a fraction of the time it takes a traditional print shop and at less cost. Clients send their data file, with recipient information and personalized message using anything from recent purchase information to account balance, to SpeedGreetings. They can submit their own artwork, choose from standard card designs, or have SpeedGreetings design something unique. The company then prints the cards and mails them to recipients.
Unlike traditional print shops that use laborious, time-consuming printing methods, SpeedGreetings uses print-on-demand digital technology and can turn orders around in a matter of days, or even hours. "Our product definitely adds value," says Chris Baynes, founder and CEO of the Bethesda, Md.-based company. "It's particularly effective for small and medium-sized companies because the costs are so much lower than with traditional printing methods." Because the average person is inundated with junk mail and other forms of mass communication, smart companies are turning more often to mass-customized communications to reach their target market.
In the case of the large southern bank, which asked not to be identified, the cost of SpeedGreetings cards is easily offset by the higher response rate from customers. According to Baynes, not only are customers more apt to call the bank after receiving a late-notice card, they also do so in a better frame of mind, increasing the likelihood that they will be able to work out a payment plan amenable to
both parties.
Getting customers to call in response to a colorful card is one thing, but in the one-to-one world, it's just the tip of the iceberg. Baynes says that mass-customized communications enable companies to use their rich databases to reach customers on a more personal level, and grow one-to-one Learning Relationships with them. This is particularly true with credit-card companies, which have detailed data on the spending habits of each and every account holder.
Baynes says that a client can personalize their messages as much as they see fit. For example, he says a shipping company that loses a customer's package could send a card the next day apologizing for losing the three boxes that were sent from Boston to San Francisco.
There are other applications for SpeedGreetings as well. Greatmeals.com, which sells flash-frozen, prepared meals nationwide, offered customers a Valentine's Day package -- a choice of six different meal packages, with a card of their choice into which they could insert a personal message, like "Join me for a scrumptious dinner." Cards were automatically sent out when the orders were placed. "It's very turn-key from our standpoint," says Kathy Turely, director of marketing for Greatmeals.com. "We see this as a way of enhancing the whole experience for our customers." Turely said that about 17 percent of customers who ordered special Valentine's meals used of the SpeedGreetings service.

2B SHOPPING MADE FRICTIONLESS
By Victor Chase, Contributing Editor
For Roy Anderson, director of corporate purchasing for Boston-based John Hancock Financial Services, software capabilities are finally catching up to marketing. That's the reason Anderson decided to install Frictionless Sourcing throughout his company's purchasing network.
Frictionless, an e-commerce package from Frictionless Commerce of Cambridge, Mass., created its intelligent agent software in 1998 in order to improve the online shopping experience for customers. “One of our basic tenets is that the Internet has allowed people to buy the wrong things faster than ever," says Frictionless marketing director Eric Levin.
In February, Frictionless introduced its B2B Sourcing package aimed at large organizations that usually have a three-step purchasing process starting with expenditure analysis -- consisting of understanding what is being purchased, from whom, and identifying areas where money can be saved. Then comes negotiations with vendors, and finally, contract management. Frictionless' new product is designed to automate each of these steps.
Levin describes a traditional RFQ (request for quote) process in which buyers pass a lengthy document through various departments to agree on what is to be purchased prior to seeking quotes. Responses from vendors then have to be fed into an analysis tool for scoring before a vendor is selected.
A Frictionless module automates the approval process and allows the buyer to set up a scoring framework before the RFQ is distributed to vendors, who then reply online, says Levin. The responses are then immediately scored. As a result, he adds, "we've taken a process that literally takes months down to weeks." A contract management module then monitors the contracts and provides reminders when they are due for renewal.
John Hancock's Anderson, who is responsible for millions of dollars of purchasing, is in the process of incorporating the Frictionless application with an iPlanet buying expert he has been using for some two years for Web-based requisitioning. The iPlanet portion includes a catalogue-management system that can be used by internal customers as a requisitioning tool. "The buyer is in the front-end of the process, and can negotiate the appropriate contract so that the requisition has a completed contract tied to it," says Anderson. And, "I can get leveraged activity for strategic sourcing and the day-to-day processing with no buyer intervention."
Additionally, "The internal customer and the contract manager can get all related work on the same Web environment. That way we get to see 100 percent of the spend rather than having to chase down 5,000 internal customers trying to find out whether they're bidding anything out, or trying to chase down thousands of suppliers, to say, `Did you receive a bid from anyone from within John Hancock?' Now all the work will go through a single location, and we can take action on those that have the greatest opportunity for cost reduction or increased quality and service."
Anderson says he conservatively estimates that the two software packages combined will enable 15 percent savings from the millions of dollars the company spends on products and services each year. About 10 percent of that will be realized by cost avoidance. "Those areas where you could have spent more but didn't," he says. "The remainder will be realized through direct cash savings." This is a good example of a company whose one-to-one customer management strategy has caught up with the advantages of the new technologies.
